What Is a Support Case?

Use a Support Case when the matter needs investigation, evidence, or follow-up beyond a quick conversation. The case keeps the important context in one place.

When Should You Open a Support Case?

  • Something is not behaving as expected. A live workflow, screen, automation, integration, report, or permission needs review.
  • A question needs investigation. The answer is not clear from a quick message or existing guidance.
  • A request needs follow-up. The item should stay visible until there is a clear answer, decision, or next step.
  • Evidence needs to stay with the issue. Screenshots, example records, dates, user roles, or other context matter to the investigation.

Why Keep One Tracked Record?

A support issue often changes as more information becomes available. The first description may lead to questions, testing, a workaround, or a change. Keeping those updates in one case makes it easier for both teams to understand what has already happened.

Salesforce uses case records for the same general reason: a case holds the customer issue and its progress so the support history can be followed through resolution.

Simple rule: direct messages are good for conversation. A Support Case is better when the issue itself needs a durable record.


What Should One Case Cover?

Keep one clear issue or closely related request in a case when practical. If several symptoms appear to come from the same underlying problem, include that connection. If the topics are unrelated, separate cases are usually easier to investigate and close.

A clear case also makes it easier to describe the business impact: who is affected, what work is blocked, and whether a workaround exists.

What if the Request Is Bigger Than Support?

Opening a Support Case does not automatically mean every request is a normal support fix. The review may show that the current system is working as configured but the client wants a new behavior, integration, migration, or larger change.
